A meaty week: eleven items including two deprecations, one of which sets an October deadline for anyone integrating with Salesforce. The headline feature is real-time screen monitoring, and it's the one that needs a conversation with HR before it needs a conversation with your admins.
TL;DR
- Supervisors can watch an agent's desktop live during ACD interactions, multi-monitor included.
- Speech and text analytics can reprocess historical interactions against new or edited topics, through the API or the UI.
- Salesforce data actions using username and password credentials stop working October 7, 2026.
- AI scoring is now reachable on CX2 with the analytics add-on and AI tokens, no CX3 upgrade required.
Workforce Engagement
Live screen monitoring
Supervisors can now monitor an agent's desktop in real time while that agent handles an ACD interaction, alongside existing voice and digital monitoring. It supports multi-monitor setups and needs Genesys Cloud Background Assistant version 1.7.468 or later.
Operationally this is useful. A supervisor coaching a new hire through a clunky CRM workflow gets far more from watching the screen than from listening to audio and guessing.
Don't enable it just because it's available. Real-time desktop observation is a different category of monitoring from call recording, and in a lot of jurisdictions it carries different obligations. If you operate in the EU, expect works council involvement. Even where the law is permissive, agents find out, and finding out by accident is corrosive. Write the policy, tell people, then turn it on.
Forecast outliers you can see
Historical outliers detected by the system now appear in forecast charts, tables, and a dedicated Outlier table, showing both the actual and the normalized value.
Forecast accuracy arguments usually stall on nobody being able to see what the engine did with a bad week. Now you can point at the interval, see what replaced it, and decide whether the normalization was right. Small feature, disproportionate value in a planning review.
AI scoring on CX2
Orgs on Genesys Cloud CX2 with the Speech and Text Analytics add-on and AI tokens can enable AI scoring, including sentiment, compliance, and soft skills models. Previously this meant a CX3 license.
Good change. Automated evaluation coverage shouldn't be a top-tier-only capability, and forcing a full license tier upgrade to score interactions was hard to defend.
Data and Analytics
Reprocessing historical interactions
Two related items shipped. Analysts can reprocess past interactions so new or edited topics apply retroactively, and that reprocessing is now available in the interface rather than only through APIs.
This closes a real gap in speech and text analytics. Every topic you defined after an interaction happened was invisible in that interaction's data, so any new compliance phrase or product name only ever showed you the future. Backfilling means a topic you build today can answer a question about last quarter.
Watch the cost and runtime before you queue up a year of interactions. Reprocessing is not free work.
ACD skill expression visibility
There's a new ACD Skill Expression Performance view, plus three columns added to existing interaction views: the most recent skill expression applied, how many agents matched it, and how many times the expression changed while the interaction waited in queue.
That third column is the one worth having. Skill expression bumping is where routing quietly goes wrong, and until now you inferred it from wait times and vibes.
Agent and Bot Experience
Agent Copilot can now call out to third-party applications, receive results through the Notifications API, and display them in the Copilot panel with formatted text, titles, and source links. Agents can copy that content straight into the conversation. If your knowledge lives in a system Genesys doesn't index, this is the hook you've been waiting for.
Agentic Virtual Agent authors can define programmatic post-conditions on tool output values, mapping specific outcomes to natural language instructions. Read that as: you can stop hoping the prompt handles the edge case and just declare what happens when the API returns a particular result. Anyone who has tried to make an LLM behave deterministically around a payment failure will take this immediately.
Mobile Messenger picks up configurable participant names and avatars for agents and bots, falling back to initials or default icons. Customers should know whether they're talking to a bot. Configure it.
Deprecations
Salesforce data actions using the legacy username and password credential type stop working October 7, 2026, following Salesforce's own removal of the OAuth Username-Password flow. Migrate to the Salesforce OAuth Client Credentials Flow credential type.
Pointillist support ended July 31, 2026. If you were still on the standalone journey analytics product, your path is Journey Management inside Genesys Cloud CX, and that starts with your account representative.
What this means for your contact center
The Salesforce credential deprecation is the item with a date and consequences. Roughly eight weeks. Every data actions integration pointing at Salesforce needs auditing, and the fix touches connected app configuration on the Salesforce side, which usually means a second team and a change window. Don't discover this in October.
Live screen monitoring is the item with risk. It's a capability you can turn on in minutes and spend months explaining. Policy first.
Reprocessing and the skill expression view are both diagnostic tools, and they pay off in the same situation: someone asks why routing or reporting looked the way it did three months ago, and for once you can answer.
What to check
- List every Salesforce data actions integration and confirm which credential type it uses.
- Schedule the Salesforce OAuth Client Credentials migration with your Salesforce admin well before October 7.
- Draft a screen monitoring policy and clear it with HR and legal before enabling the feature.
- Verify Genesys Cloud Background Assistant is at 1.7.468 or later on agent desktops if you plan to use screen monitoring.
- Pick one recently added topic and reprocess a small date range to gauge runtime before committing to a large backfill.
- Confirm your CX2 org has the analytics add-on and AI tokens if you want AI scoring without a license upgrade.
