Genesys Cloud Release Notes — September 16, 2024

Thirteen items this week, weighted toward analytics and workforce management. The scheduling change is the one with real operational consequences.

TL;DR

  • Work plans can use per-minute start times and durations instead of coarser increments, in scheduling, rescheduling, and work plan flows.
  • Acoustic metrics like talk time, silence, overtalk, and hold music are now filterable in topic trends and in agent, queue, and flow topic views.
  • A new Chat > agentassistance > Access permission controls who can see agent assistance.
  • Analytics views show live update indicators or a last-updated timestamp, so supervisors know whether they are looking at current data.

Workforce Engagement

Per-minute scheduling granularity is the headline. Work plans can now express shift start times and durations to the minute across schedule generation, rescheduling, and work plan flows. If your contracted hours have never divided cleanly into the increments WFM allowed, you have been absorbing that gap somewhere, usually as unpaid drift or as a shift that does not match the contract.

The catch is that precision cuts both ways. Per-minute plans are harder for humans to reason about and harder to swap between agents. I would use it where contracted hours demand it and leave the rest on round numbers, rather than re-cutting every work plan because you can.

Data and Reporting

Acoustic data in topic views is the change I would look at first if you run speech analytics seriously. Being able to filter topics by talk time, silence, overtalk, and hold music means you can ask better questions than "how often was this topic mentioned". A topic that correlates with long silences is a different problem from one that correlates with overtalk, and until now the topic view could not tell you which you had.

Real-time update indicators in analytics views sound trivial and are not. A supervisor making a staffing call off a dashboard needs to know whether the number is live or four minutes stale, and previously there was no way to tell from the screen.

Agent Assist Performance and Predictive Routing Queue Detail dashboards were refreshed with better filtering and date and time selection, aligning them with the rest of the analytics workspace.

Customer Engagement and Employee Productivity

The new agent assistance access permission is worth adopting even if you like the feature. Until now, visibility was not something you controlled, and any capability that cannot be scoped eventually shows up in a compliance review.

Workitem filtering improved in two ways: up to 10 external tags instead of five, and a column picker with more data columns including Service Level Status. Agents can also now open interaction details directly from the Customer Journey tab across voice, messaging, digital, and social, which removes a navigation step that was pure friction.

Web messaging is now supported in the Zurich (EUC2) region, following AWS API Gateway availability there, which matters for Swiss data residency requirements.

Open Platform

There is a new bill of materials for the CHS Large Edge device, built on the DL360 G11 with a 5th Gen Intel Xeon. If you are ordering Edge hardware, order against the current BOM rather than a saved quote. Genesys Cloud Voice number management also got a visual pass, with the Orders tab renamed to Port Requests.

What this means for your contact center

Per-minute scheduling is the item that justifies a planning conversation. Everything else here is adopt-when-convenient.

The agent assistance permission is the one to act on quietly. Scoping a feature after the fact is always harder than scoping it before someone asks who can see what.

What to check

  • Identify which work plans have contracted hours that never fit the old granularity, and re-cut only those.
  • Filter a high-volume topic by silence and by overtalk and see whether the two populations look like the same problem.
  • Apply the Chat > agentassistance > Access permission to the roles that should have it, before someone asks who does.
  • Confirm supervisors know what the new live-data indicator means, so a stale dashboard stops driving staffing calls.
  • Order Edge hardware against the new CHS Large BOM rather than a saved configuration.
