Genesys Cloud Release Notes — September 21, 2026

Eight items, no deprecations, spread across digital channels, contact data, and workforce management. Two of them change data in ways you can't easily reverse, so read those before you enable them.

TL;DR

  • Apple Messages for Business now supports outbound invitations, so you can push Apple-approved transactional notifications into the Messages app.
  • External contacts can be auto-merged when identifiers match exactly, with a preview mode and 14 days of scan history.
  • Agents can submit adherence adjustment requests for out-of-adherence time, and supervisors approve or deny them.
  • Agentic virtual agents in AI Studio reach Singapore, Osaka, and Mexico.

Digital Channels

Apple Messages for Business invitations are the item with the widest reach. You can now initiate contact rather than only responding to it, sending transactional updates like order status or appointment reminders straight into Messages. Apple has to approve the message types, which rules out anything that looks like marketing.

That restriction is the feature, not a limitation of it. The reason customers tolerate business messages in Messages is that Apple polices what lands there. If you've been running appointment reminders over SMS and watching delivery costs, this is worth pricing out, but go in knowing your consent records need to be clean. Proactive messaging into someone's personal message thread is the kind of channel where a sloppy opt-in list becomes a complaint rather than a bounce.

Mobile Messenger also gets SDK methods for capturing app events and tracking journeys natively, instead of wiring up the Journey App Events API by hand. If you have a native app and gave up on journey visibility because the integration work was too fiddly, it got cheaper. Native apps have been the blind spot in Predictive Engagement while web messaging got all the tooling.

External Contacts

Deterministic auto-merge handles duplicate external contacts that match exactly on a phone number, email address, or CRM external ID. You enable it at the org level, Genesys processes merges daily, and there's 14 days of scan history covering duplicates found, merges completed, and failures.

The design here is conservative in the right way. Exact matching on a strong identifier is defensible, and I'd much rather have that than a fuzzy matcher quietly deciding two different people are one customer. The preview mode is the part to use. Turn it on, leave it in preview for a couple of weeks, and read the proposed merges before you let it write anything. Merging two contacts is easy, and unpicking a merge you didn't want is not.

Pay attention to the failures column too, not just the successes. A merge that fails repeatedly usually means two records disagree about something that matters.

Work Automation

Supervisors can configure workitem list columns to show custom attributes for selected worktypes. If your worktypes carry the information that determines priority (a claim value, an SLA tier, an account type) you no longer have to open each workitem to triage. Straightforward improvement for anyone running Work Automation at volume.

Virtual Agents

Agentic virtual agents are now available in Singapore, Osaka, and Mexico. Purely a regional expansion, but if you held off because of data residency, check whether your blocker just cleared.

Analytics and Reporting

The Performance Views data table gets column resizing, horizontal scrolling, and a real accessibility pass: logical focus order, screen reader support, keyboard navigation, zoom and high-contrast themes, to WCAG 2.2.

Column resizing is the part supervisors will notice. The accessibility work matters more. If you sell to or operate in the public sector, accessibility conformance shows up in procurement questionnaires and contract language, and "our reporting UI fails keyboard navigation" is an awkward answer to give.

Workforce Engagement

Agent adherence adjustments let agents request an exception when they went out of adherence for a legitimate reason, like offline work or an interaction that ran past a scheduled break. Supervisors review from the Adherence Adjustments list or directly in the Schedule Editor, and approved adjustments feed into adherence calculations.

This fixes the thing that made adherence reporting useless in a lot of orgs. If an agent stuck on a 40-minute call misses their break and takes an adherence hit for it, nobody trusts the number and supervisors stop using the report. Now the exception is recorded rather than argued about in a one-on-one.

Decide who owns the approval queue before you switch it on. A new request type with no clear owner becomes a backlog, and a backlog of adherence appeals is worse than no appeals process.

Time-off management views also move to the Flare design system with no functional change. Tell your WFM team it's coming so they don't open a ticket about the UI looking different.

What this means for your contact center

Auto-merge and Apple invitations are both the kind of feature where the configuration takes minutes and the consequences last. For auto-merge that means preview first. For Apple invitations it means auditing your consent data before you send anything, because the channel is unforgiving about it.

Adherence adjustments are the item most likely to change daily behavior. If your adherence numbers are currently treated as noise, this is the lever that makes them credible again, and credible adherence data is what makes scheduling conversations productive instead of defensive.

Everything else is incremental. Workitem columns save clicks and the AI Studio regions either unblock you or don't.

What to check

  • Audit your opt-in records before configuring Apple Messages for Business invitations.
  • Enable external contact auto-merge in preview only, and review proposed merges for at least two weeks.
  • Read the auto-merge failure entries in scan history, not just the successful merges.
  • Confirm whether Singapore, Osaka, or Mexico availability unblocks an agentic virtual agent rollout you shelved.
  • Assign an owner for the adherence adjustment approval queue before enabling agent requests.
  • Add the custom attributes your triage depends on to the workitem list columns.
  • Warn WFM staff that time-off management views change appearance this week.
